A channel is an entry point
Voice, email, chat, and messaging all help customers reach you. But providing several channels does not automatically create a connected experience. The more important question is what happens when a customer moves between them.
Carry the context forward
Identify the information an agent needs to understand the latest request: the customer’s question, previous actions, unresolved issues, and any promise already made. Share only what is needed and permitted for the task.
Set consistent guidance
A return policy should not change between a phone call and a chat. Keep the approved guidance accessible and assign responsibility for updates. Tone may adapt to the medium while the underlying answer stays consistent.
Design the handover
Document how a case moves between teams. A good handover includes the reason for escalation, actions taken, required next steps, and ownership. Avoid sending the customer to another channel without a clear destination.
Review the gaps
Look for repeated requests for the same information, reopened cases, and questions that cannot be answered with existing guidance. These observations reveal where the experience needs attention. Technology can help, but the operating process must be designed first.
